AI agents for Zendesk support triage

The triage bottleneck

In most support operations, every incoming ticket goes through the same manual steps:

  • Read the ticket and understand what the customer is reporting
  • Classify it: bug, billing question, feature request, account issue, how-to
  • Assign a priority based on the impact and urgency
  • Route it to the right agent or team
  • Draft or send a first response to acknowledge receipt

For high-volume queues, this is a full-time job. It's also largely mechanical — the same categories, the same criteria, applied ticket after ticket.

What AI agents handle

An Envelope team connected to Zendesk monitors incoming tickets and handles the triage layer automatically: classification, priority, routing, and first response — all before a human agent touches the ticket.

The agents

Ticket Classifier reads the incoming ticket — subject, body, and any metadata — and assigns it a type (bug report, billing, account access, how-to, feature request, other) and a subcategory based on your product area taxonomy. It handles ambiguous tickets by picking the most likely classification and noting the uncertainty.

Priority Assessor scores the ticket for urgency (how time-sensitive is this for the customer?) and impact (how many customers are affected?). It flags tickets that mention data loss, security concerns, or service-down language as P1 regardless of the queue position.

Response Drafter writes a first-response draft based on the classification. For known issue types with a standard resolution path, it includes the full resolution in the draft. For novel issues, it writes an acknowledgement with a realistic timeline. The agent reviews and edits before sending.

Router assigns the ticket to the right agent or team based on the classification and your routing rules — billing tickets to the billing team, bug reports to the relevant product area, P1s to the senior agent on duty.

The agent's job is resolution. Triage is already done.

Variations worth building

CSAT prediction — after a ticket closes, the team reads the full thread and predicts whether the customer is likely to give a low CSAT score. High-risk tickets get flagged for a follow-up call from a senior agent.

Knowledge base gap finder — when a ticket is classified as a how-to and no good knowledge base article exists to reference in the response, the team flags it as a content gap and drafts a stub for the docs team.

Escalation detection — the team monitors ticket threads for escalation language (customer asking for a manager, threatening churn, mentioning a competitor) and pages the account manager or customer success lead immediately.
